15.1 Working with NetSuite Support
Key Takeaways
The October 2024 sample names the NetSuite Account Center as the Support-tab resource for submitting a case; Oracle Help says that from NetSuite 2025.2 that customer center is named NetSuite 360.
The keyed contact channel is an online case through SuiteAnswers, opened from the Support tab with Go to SuiteAnswers and then Contact Support.
A support case needs the account ID and whether you are in production, sandbox, or Release Preview, plus the record type, the steps, and what changed.
Phone-menu categories route a call or an online case to the right support person; the routing file is opened from the SuiteAnswers portlet with Contact Support by Phone.
Employee Center roles cannot open the SuiteAnswers portlet, and Help does not document a public-homepage live chat or a direct email to a support representative as a case channel.
Confirm the account before you open a case
Working with NetSuite Support starts with the account ID and whether the open tab is production, a sandbox, or Release Preview. Production is the live account for daily business, reached at system.netsuite.com with a production role. A sandbox is an isolated copy for development, testing, and training. Its data starts as a copy of production, and a refresh overwrites that sandbox. Release Preview is a temporary account on the upcoming release, used to test processes before production is upgraded. Help states that work you do in Release Preview is not copied to production.
Read the environment from the role on the tab that shows the error. On My Roles, the Account Type column labels a sandbox SANDBOX. In Change Roles, sandbox roles show an SB icon. Release Preview opens from the Release Preview Administrator role, or from the New Release portlet after an administrator grants access. Until that grant, only the Administrator role can enter. Copy the account ID from the tab that shows the error.
Where the account ID is displayed
Have the account ID ready before you call. On the Contact Support page, Help shows this value as your account number, beside the phone numbers and your support subscription level. Help documents four ways to read it.
- The account ID is the number at the start of the NetSuite URL. In
https://1234567.app.netsuite.com/, the account ID is 1234567. - An administrator can open Setup > Company > Company Information. The account ID field sits near the bottom of the right column.
- On the Support tab, choose Go to SuiteAnswers, then Contact Support by Phone.
- Right-click the page, choose View Source, and look near the bottom. Help says the second-last line shows the account ID and the login ID.
Name the environment in the same sentence as the ID. Sandbox and Release Preview are separate accounts, so a production ID alone sends the analyst to the wrong copy. Support does not sign in to those live accounts. At Setup > Company > NetSuite Support Login, you choose whether authorized staff may use a QA backup copy: always, never, or for the duration of a case. That setting does not open production, sandbox, or Release Preview. Set it in production, because a sandbox refresh does not keep it. The case form can also allow a replica login for that case. The environment name is still required, because the same task can behave differently in each account type.
The Support-tab path that files a case
On the October 2024 sample, the Support-tab resource for submitting a case is the NetSuite Account Center. NetSuite Administrator Group, NetSuite Support Aid, and NetSuite Assistant are not that resource. Oracle Help for the customer center states that from NetSuite 2025.2 the Account Center is named NetSuite 360. The portlet remains on the Support tab. Access requires the NetSuite 360 role or the NetSuite 360 - Plus Financials role, assigned by an administrator on the employee record. From NetSuite 360 you view cases and issues and contact Customer Support. A permitted user reviews status from the Support tab, opens the NetSuite 360 portlet, stays on the Cases tab, and chooses View.
The keyed contact channel is an online case through SuiteAnswers. You must already be logged in to NetSuite. Go to the Support tab, select Go to SuiteAnswers, and click Contact Support at the top. You must be on the Authorized Contact list to submit an online request. The same list is required before phone support will work. If the SuiteAnswers portlet is missing, open Personalize Dashboard and add SuiteAnswers. The employee record needs both a first name and a last name, or SuiteAnswers returns an error when you try to open it.
Employee Center, Customer Center, Vendor Center, and Partner Center roles cannot open the SuiteAnswers portlet, so switch roles before you file. A ticket started from the Employee Center role is not the supported channel. Help does not describe a live chat on the public visitor home page, and it does not tell you to email a support representative directly. Contact Support Online, from the Support tab through Go to SuiteAnswers, sends the question by email into the support process. The reply you receive is the response to that case.
Basic and Premium SuiteSupport share that SuiteAnswers door. The Contact Support page shows the subscription level, the phone numbers, the account number, and the phone menu. With Basic support, phone support is for a critical problem. An online case starts in the NetSuite Virtual Support Assistant on SuiteAnswers. If it cannot answer, request Additional Support and choose Report a Problem. Basic online cases are limited to critical problems that affect business operations. Other Basic questions go to the NetSuite Support Community, which requires registration. That chatbot is a current SuiteAnswers step. It is not the sample's Support-tab answer, and it is not a public-website chat.
With Premium support, open Contact Support and choose Create Support Case. Search for a help topic that already matches the issue. If none matches, select a case type and a severity, describe the problem, and answer the questions on the form. Each attached file can be up to 10 MB. A contact number and time zone are optional. The case quality indicator shows whether the form has enough detail, so answer the case-specific questions before you submit.
Billing questions use Setup > Company > Billing Questions. They are answered by email and prioritized by the support level you purchased. They do not replace a product case about a record, a script, or a form.
Phone-menu routing
Phone support runs 24 hours a day for authorized contacts. Use the number from your account manager or the Contact Support page, with the account ID written down. Select the correct category when you call and when you enter an online case, so the question reaches the right support person. Open the routing file from the Support tab: SuiteAnswers portlet, then Contact Support by Phone.
A payroll calculation and a SuiteScript error are different categories. The menu routes the case. It does not explain the product, and it does not publish release notes.
What a complete case contains
Help asks for steps to reproduce the problem and for the questions on the case form. Name the record type, such as a sales order, a vendor bill, or a custom record. Give the steps in order, including the role. State what changed since the task last worked: a release, a permission edit, a workflow or script, a form change, a sandbox refresh, or a preference. If nothing changed, say that. Attach a screenshot of the error text.
Before you call, read the account ID and the environment from the tab that shows the error, confirm that you are an authorized contact, and search SuiteAnswers so you do not open a case for behavior that is already documented.
| Before you call | Put this in the case |
|---|---|
| Account ID from the URL, Company Information, or Contact Support by Phone | That same account ID, taken from the environment where the error appears |
| Production role, SANDBOX on My Roles, SB icon, or Release Preview Administrator | The environment name: production, sandbox, or Release Preview |
| Authorized Contact status and the phone number on Contact Support | Contact number and time zone when you want a callback window |
| The phone-menu category that matches the product area | Case type, severity, and the category you would pick on the menu |
| Whether SuiteAnswers or Help already documents the behavior | Record type, ordered steps, and what changed |
| Support Login preference in production, if you will allow a replica | Optional replica permission, plus files of 10 MB or less |
A subject line that only says invoices are broken starts another round of questions. Name the account ID, the environment, the record, the steps, and what changed.
On the October 2024 sample, which Support-tab resource is the one used to submit a case?
NetSuite Account Center
NetSuite Administrator Group
NetSuite Support Aid
NetSuite Assistant
A saved-search email fails only while the user is in a sandbox. What must the case include, besides the steps to reproduce?
Only the production account ID, because sandbox problems are out of scope for support
A note that the user emailed a support representative directly from a personal mailbox
The account ID from the sandbox tab and a statement that the environment is sandbox
The Employee Center role as the channel that opened the case
Why does Help tell you to pick a category on the support phone menu when you call or when you enter an online case?
The menu is the library that publishes New Release Notes
The menu removes the need to be on the Authorized Contact list
The menu lets Support sign in to the live production account
The category routes the question to the correct support person
